Common Mistakes

Common mistakes in contact center workforce planning

The most pervasive mistake in workforce planning is treating historical volume patterns as a reliable predictor of future demand without accounting for external variables like promotions, product launches, or macroeconomic shifts. Planners frequently underestimate shrinkage - the gap between scheduled hours and actual available time due to breaks, meetings, training, and unplanned absence - leading to chronic understaffing on paper. Another common error is planning at too coarse a granularity; 30-minute interval forecasting misses intraday volume swings that 15-minute or 5-minute intervals would capture. Siloed planning that does not account for cross-channel volume means digital surges strand customers in chat queues while voice agents are idle. Over-relying on spreadsheets rather than dedicated WFM platforms also limits forecast accuracy and scenario modeling capability.
